Offshore call center queue design for clearer customer routing
Design a small set of queues around customer intent, urgency, language, and ownership so calls reach the right person sooner.
Start with the reason a customer calls, not the department chart. Group requests that need the same knowledge and decision rights, then separate urgent exceptions from routine questions. A queue should have one plain-language purpose that a supervisor can explain in a sentence.
For each queue, record the entry rule, the first response, the information that must travel with a transfer, and the person who owns an unresolved case. Review misrouted calls weekly; a growing transfer pattern usually means the menu, script, or queue boundary needs attention.
Test the design with ordinary, ambiguous, and urgent calls. Keep a narrow overflow path for each queue and make the fallback owner visible when local coverage ends.
