Organize articles around customer questions and decisions rather than internal department names. Give each article an owner, review trigger, effective date, and clear indication of when the representative must stop and escalate.
Practice searches using the words customers actually use. If the same request produces several plausible articles, improve titles, tags, and the first visible answer before adding another layer of process.
Measure search success through answer accuracy, hold time, transfers, and repeat contacts. A smaller set of trusted articles is more useful than a large library that leaves the representative unsure which version applies.
