Offshore call center escalation ownership model
Make escalations reliable by naming the decision owner, evidence required, customer promise, and return path.
An escalation is not owned because it was sent to a shared inbox. Name the person or role responsible for the decision, the time the customer was promised, and the person who communicates the result.
Include the reason for escalation, checks already completed, the requested decision, and any risk that changes urgency. The receiving owner should be able to accept or return the case with a specific missing item.
Review open escalations by due point, not just by age. When cases stall, fix the return path or decision authority so the queue does not become a holding area without accountability.
