The intake boundary for refund requests in a call center
Gather the facts an approver needs without promising money or making a decision outside the agent role.
Start by recording what the customer is asking to have refunded, the transaction or service involved, and the reason in the customer’s own terms. Complete only the identity checks required for viewing or routing the request.
The agent should explain whether the frontline role can decide the request. If approval belongs elsewhere, say that plainly and give the customer the next step and realistic review window defined by policy.
Do not promise an outcome, invent an eligibility rule, or ask the customer to repeat payment details in an unapproved channel. Route the request with the source record, prior decision if any, requested remedy, and named owner.
Review refund contacts for avoidable transfers, unsupported promises, missing evidence, and time to an acknowledged owner. Approval rate alone says little about whether intake was accurate or fair.
