Call center queue ownership model for clearer accountability
Define who owns a queue, its decisions, its exceptions, and its service evidence from intake through review.
Name one accountable owner for the queue and separate that role from representatives who handle individual calls. The owner should maintain the purpose, access, approved answers, escalation routes, coverage plan, and review rhythm.
Make ownership visible in the queue record and in the handoff path. When work moves to a specialist or manager, the receiving role should accept the decision or return it with a specific missing requirement.
Review queue health through waiting work, repeat contacts, transfers, quality findings, and unresolved exceptions. Ownership is working when those signals lead to decisions rather than being reported without action.
