Call center hold-time communication that keeps trust intact

Set honest hold expectations, useful updates, and a clear callback path when a customer cannot stay on the line.

A hold message should explain what is happening without inventing a precise estimate the queue cannot support. Tell the customer what information is being checked, when the next update will come, and whether a callback option is available.

Give representatives a rule for returning from hold even when the answer is still pending. A short update and a named next step are better than leaving the customer in silence while another team owns the decision.

Review long holds alongside transfers and repeat contacts. If callers wait because representatives lack an answer or permission, improve the knowledge path or escalation boundary instead of only changing the music.
