Restating a customer request before taking action
Give the customer a short chance to correct the agent’s understanding before the workflow moves forward.
Restatement is most useful after a long explanation, a transfer, or a request with several possible outcomes. The agent should summarize the requested result and the important constraint in ordinary language.
Ask whether the summary is accurate instead of turning it into a leading question. The customer may correct the product, date, amount, account, or desired remedy, and that correction should replace the agent’s earlier assumption.
A correct restatement does not replace identity, consent, or authority checks. It confirms what the customer wants, not whether the organization may do it or whether the underlying claim is true.
Coaching should compare the restatement with the customer’s words and the final case action. Track material misunderstandings and repeated explanations, not whether every agent used an identical sentence.
