Call center customer authentication boundaries
Define what a support representative may verify, change, or disclose when a caller cannot complete the approved check.
Authentication should answer whether the requested action is safe to perform, not collect every fact available about the customer. List the approved checks by request type and make the acceptable failure path explicit.
When a caller cannot complete a check, stop before revealing account details. Offer the approved alternative channel or route the case to the named review owner. Do not let urgency turn an exception into an informal bypass.
Audit a small sample for both false acceptance and unnecessary friction. Good boundaries protect the customer while giving legitimate callers a clear way to continue.
