Call center complaint triage: route the issue before it grows

Use a calm triage method to distinguish a fixable service miss from a complaint that needs specialist or manager ownership.

Triage begins by separating the customer’s desired remedy from the history of the problem. Capture what happened, what was promised, what remains unresolved, and whether there is a safety, privacy, payment, or legal concern that changes the route.

Create three or four clear paths: routine correction, specialist review, manager decision, and urgent escalation. Each path needs a response owner and a due point. Do not make the customer repeat the story when the case changes hands.

Review complaints for repeated causes, not only individual outcomes. A pattern of unclear notices or failed transfers deserves a service change and a communication update, not just another apology.
